Auto Finance Is No Longer a Document Workflow—It’s a Communication Lifecycle

I recently spoke with Bob Johnson, EVP at Odessa, about what’s changing across auto finance and lending operations, specifically related to customer communications. During our conversation, one thing became clear: customer communications are no longer sitting at the edge of the lending process. They are how the lending process shows up to the borrower.
For years, communications in automotive lending were generated in batch runs after the fact. Statements went out monthly. Delinquency notices followed predefined schedules. Collections efforts were often broad, reactive, and heavily manual. But today’s auto lending environment is more digital, real-time, and data-driven—and communications need to move at the same speed.
Key Takeaways
- In auto lending, customer communications are operational infrastructure, not back-office outputs — they are how the lending process shows up to the borrower.
- Digitization has made the borrower journey more complex, not simpler — more systems mean more touchpoints, more coordination, and more compliance requirements.
- Legacy automotive lending software was built for batch document generation, not real-time, event-triggered communication.
- Lenders need communication orchestration to prevent fragmented borrower experiences across origination, servicing, collections, and payments.
- AI enables compassionate collections by using borrower behavior and payment data to personalize outreach timing, channel, and message.
- As AI influences lending decisions, explainability, governance, and compliance transparency become critical — especially in borrower-facing communications.
- Document modernization is not enough — modern lenders need to manage the full communication lifecycle, not just upgrade their document workflows.

The Borrower Journey Is Becoming More Digital—and More Complex
As Bob described it, the borrower journey may be getting more digital, but that doesn’t mean it is getting simpler. In many ways, the opposite is true.
Lenders are managing digital servicing expectations, real-time payment activity, self-service interactions, and customer touchpoints across systems that were never really designed to work together. Each system may trigger its own communications, data requirements, workflows, and compliance rules.
What used to be a relatively linear document process has become a more connected—and more complicated—journey of engagement. That is where orchestration becomes critical.
Real-Time Engagement Requires Orchestration
As lending becomes more digital, more communications are triggered by events: a payment, a servicing interaction, a workflow change, or a digital action. Many legacy automotive lending software environments were not designed for this level of real-time engagement and coordination.
Lenders don’t just need to generate documents efficiently. They need to coordinate communications across systems, teams, channels, and compliance requirements.
When origination, servicing, collections, payments, and customer engagement platforms all operate separately, communications can quickly become fragmented. Customers may receive messages that look different, arrive without coordination, or fail to reflect the full context of their relationship.
That was one of the strongest points Bob made: as more systems contribute to the borrower experience, lenders need a way to bring those communications together.
Communication Orchestration Is Becoming a Core Capability
One of my biggest takeaways from the conversation was that modern lenders are not managing isolated communication events anymore. They are managing ongoing borrower engagement across systems, channels, and moments in the lifecycle.
That is why document modernization alone is not enough. As auto lending becomes more digital, data-driven, and AI-enabled, lenders need a way to connect the communications that happen across servicing, collections, payments, compliance, and customer engagement.
In many ways, communications are becoming operational infrastructure within modern lending environments. They are how the lending process shows up to the borrower—and they need to be managed that way.
AI Is Changing the Collections Conversation
The topic of AI came up several times in our conversation, especially around servicing and collections—and how it can enable what he called “compassionate collections.”
That idea resonated with me because borrower pressure is not just an operational issue. It is a communication issue. When customers are struggling with affordability, the way lenders communicate about payments, delinquencies, options, and next steps becomes are key moments in the borrower experience.
In the past, collections often followed a generic playbook. Once a borrower hit a certain delinquency threshold, the outreach began—usually with a standard cadence of calls, letters, emails, or notices.
AI is changing that model. By using data to better understand borrower behavior, payment patterns, and engagement timing, lenders can make more informed decisions about when to communicate, how to communicate, which channels to use, and whether intervention is even necessary at all. That makes communications more targeted and customer-aware, while helping teams focus their time where it matters most.
AI also brings new responsibilities. As it influences operational decisions, lenders need to think carefully about explainability, governance, disclosures, and compliance transparency. Communications are increasingly where those decisions become visible to the borrower.
